Overview
Great customer support is both a writing skill and an operational one. This project built out both sides: a library of response templates for handling real situations with empathy, and the SOPs that keep a whole team consistent.
Approach
- 01
Practiced the LEAP de-escalation method and a three-part email formula across twelve drafted responses.
- 02
Wrote complaint, refund, escalation, and onboarding emails for a fictional SaaS company.
- 03
Ran a full mock ticket lifecycle, New through Closed, across two ticket batches — including internal notes.
- 04
Documented four SOPs: scheduling across time zones, weekly executive briefings, Zoho Desk ticketing, and executive email inbox zero.
In Practice
The templates and SOPs above running against a real intake and reporting setup — inbound requests captured through forms, logged in a shared inquiries tracker, and rolled up into a weekly report.
Outcome
The result is a ready-to-adapt library — response templates that show my tone under pressure, and SOPs that show I can document a process clearly enough for someone else to follow it.
Aurelia & Co. — A Different Industry, the Same Standard
To prove the LEAP formula travels beyond one fictional SaaS company, I built a second reply bank for Aurelia & Co., a home-goods retailer — ten scenarios, two replies each, covering delayed orders, wrong sizes, payment failures, returns, and the occasional glowing compliment.

I checked your order for the Linen Throw Pillow Cover and can confirm it's still in transit; the delay appears to be on the carrier's end rather than our fulfillment. I've escalated it directly with them and requested an updated tracking status.
Here's what happens next: you'll receive an automatic tracking update within 24 hours, and if there's no meaningful movement by then, I'll personally follow up with a replacement shipped at no extra cost — no need to ask twice.
